Let’s look at each failure a little closer and inspect the science behind them.

Failure #1 – The Overwhelm Problem (CLT)

You went to the dentist office to learn more about who they are and what they have to offer.

You wanted to gauge their services and understand how you benefit, but instead, you were given an ‘overwhelming’ SOP manual that made no sense and prevented you from achieving your objective.

In reality, this happens when a visitor struggles to understand your content and/or the design is too confusing.

You’ve got to realise that as an expert, you understand things in a way your audience doesn’t, so while your messaging makes complete sense to you…

It’s too complex for a ‘non-expert’ to process, so it becomes static noise for an ‘inexperienced’ brain struggling to make sense of it.

This is due to ‘Cognitive Load Theory’ (CLT).

Back in the early 80’s, educational psychologist John Sweller performed a number of experiments and in 1988, he wrote a paper on his discoveries titled ‘Cognitive Load During Problem Solving: Effects on Learning.

Experiment 1 (Sweller & Levine, 1982) – split students into two groups and gave both the same complex maze to solve.

The ‘high-load’ group received difficult instructions and strategy, while the ‘low-load’ group received only basic directions.

And what they found was every single ‘high-load’ student failed to complete the maze, while 87.5% of the ‘low-load’ group succeeded.

Experiment 2 (Sweller & Cooper, 1985) – again placed students into two groups (‘high-load’ & ‘low-load’), then taught them how to solve algebra problems.

The HL group were shown 8 examples when learning, while the LL group were shown only 4. Both had the same learning time.

However, on the test, the HL group took 3X longer to solve each problem and made 5X more errors.

Experiment 3 (Sweller & Owen, 1985) – also split students into HL & LL groups and once again the LL group received basic instructions.

The goal of the test was to demonstrate a deeper understanding of the subject rather than rote memorisation of answers.

And the LL group excelled and outperformed the HL group by 135%.

Conclusion

The tests were highly accurate with a certainty level of p < .001, meaning there’s less than a 0.1% chance the outcome were flukes.

In his 1988 paper, John Sweller explained how our brain has a ‘long-term memory’ for storing and processing unlimited information… and a ‘working memory’ that can only handle small amounts of temporary data.

Essentially, when we see or learn something for the first time, we use our ‘working memory’ but because we have very limited space, we struggle when presented with too much over-complicated information.

Tons of other studies have proven the existence of CLT, though there’s too many to discuss here, however I will briefly mention a couple more…

In 1992, Fred Paas performed his own study, ‘Training strategies for attaining transfer of problem-solving skill in statistics: A cognitive-load approach’.

It involved students with three ‘load’ groups, but essentially, the same pattern emerged… those with the lowest load performed faster, scored higher, learned deeper, and used less mental effort than the higher loads.

And in the 1982 study ‘Effects of Text Structure on Use of Cognitive Capacity During Reading’ by Britton, Glynn, Meyer, & Penland – similar tests were conducted, but in a reading context…

They too provided irrefutable proof that written content can equally impact your ‘working memory’ in the same way… so the more complicated and abstract the text, the harder (and slower) it is to process.

This is how CLT is affecting your website and causing ‘overwhelm’ problems with visitors who don’t have enough ‘working memory’ to process the advanced content, complicated language, and/or distracting design…

Essentially, your website is…

Too Difficult to Understand & Too Tricky to Navigate

So, the ‘Layman’ brain struggles to cope and the first 50% of Trust Decay™ creeps in.

Let’s look at the science behind the second problem now…

Failure #2 – The Wrong Message (ELM)

Back at the dental practice, you were offered a quick consultation that you thought would give you the answers you were looking for.

But to your horror, the dentist was prepared for surgery and asking you to sit in the chair for a scary looking procedure that you didn’t ask for.

You didn’t know the dentist… you didn’t understand what was going on… and you weren’t prepared for any treatment, especially since you were unaware of any problem.

Here in the real world, the reality for you is… a first-time visitor lands on your website with low motivation.

As they don’t know you yet, they don’t trust you, which makes them less likely to invest the time and effort your expert content requires to understand.

Basically, you’re sitting a patient in the chair and preparing to perform a tooth extraction, when they only wanted to assess your suitability.

So, along with 97% of visitors who aren’t prepared to make the mental effort (or trust a random stranger), they simply exit your site and look for a solution elsewhere.

This is ‘Elaboration Likelihood Model’ (ELM) in action.

Original Study

Back in 1981, Petty, Cacioppo, & Goldman performed a series of experiments for their paper, “Personal involvement as a determinant of argument-based persuasion“.

This was the first of many they published throughout the decade that eventually evolved into ELM.

I’m gonna simplify this here but you can look up the original study if you want more details.

The purpose of the study was to demonstrate people go in one of two directions (‘routes’) with any attempt to persuade them…

They’ll either pay attention to the entire message and carefully consider the argument (the ‘central route’), or they’ll look for an easy short cut to save mental energy and effort (the ‘peripheral route’).

Essentially, it comes down to motivation with a topic… if a person is interested in something, they’ll go the ‘central route’ and make more effort.

However, when a person has low motivation, they’ll look for signs of credibility and jump to quick conclusions based on how credible it seems.

Chaiken & Maheswaran (1994)

To take it a step further Chaiken & Maheswaran wanted to see how people would react to the same ELM test with the addition of an ‘unclear message’ for their study “Heuristic Processing Can Bias Systematic Processing”.

And similar to the ELM study, they too found that message quality didn’t have much impact with the low motivation group, as they were mostly influenced by credibility.

Low motivation + high credibility (approximately 5.00) scored better than low motivation + low credibility (4.00), but in both cases, there wasn’t much difference in score between the strong, weak, and ambiguous messages.

Message quality had a significant impact on the high motivation group though as the weak messages for the two high motivation groups (high & low credibility) had the worst performance out of all twelve tests.

But the most revealing result came from the ambiguous messages. It proved that when a message is ‘unclear’, even highly motivated people ignore logic and are forced to judge based on credibility alone.

The single standout performer was high motivation + high credibility + strong message (5.87).

The worst performer was high motivation + high credibility + weak message (3.88).

The score relevant to us though is low motivation + low credibility + ambiguous message (4.17). Essentially, this is your website’s score right now.

Conclusion

So, what does all this science actually mean?

The first study proved you must match your message to your audience’s motivation. Highly motivated people listen to the message, while unmotivated people just look at reputation.

But the second study revealed when your message is ambiguous, motivation is irrelevant

A highly motivated visitor trying to understand your confusing website has the same negative opinion as an unmotivated visitor, because both are forced to make a snap judgment based purely on your site’s credibility.

This is what’s happening on your website at the moment. A visitor arrives with low motivation, perceives low credibility from your site, and is met with a confusing message.

That’s just from an ‘ELM’ perspective so when you combine ‘The Overwhelm Problem’ (CLT) together with ‘The Wrong Message’ (ELM), you get the much more serious problem of Trust Decay™.

Where visitors come to your site with a very limited ‘working memory’. They need to quickly understand what they see, without having to think too hard

And while they’re trying to make sense of everything, they’re performing an assessment of your credibility.

Inevitably, you’re failing on both accounts (CLT & ELM) so your perceived credibility is rock bottom… regardless of how good or experienced you are (this is about perception and first impressionsnot skill or competence).

Visitors with low motivation have zero interest in what you have to say, while highly motivated viewers are unimpressed with your weak/unclear message.
